How P2P Lending Services Collect User Feedback

P2P lending services are young and developing in an innovative environment with little established best practise examples. Every company is constantly trying to learn how to improve the experience for its users. Whether it be user interface, information pages, business model and fees – there is lots of room for incremental improvements.

P2p lending services certainly test run some things before the general public gets to use them. Examples of methods to do this are closed betas, monitored usability tests, A/B tests, ….

One of the most valuable sources of information & ideas for improvements are the users themselves. The mass of users ensures that every little step of every process gets used possible times, bugs identified and misinterpretable information questioned.

Here is a set of methods that p2p lending companies can use to collect and profit from the wealth of user experiences.

  1. Run a forum (I talked in previous articles about the advantages of p2p lending forums)
  2. Consider using a simple to use ticket system instead of user support via pure email (advantage: allows statistical analysis of user problems, handling times and outcomes)
  3. Talk to your customers. Especially right after launch, it can be extremly helpful to call lenders and borrowers and asks them how easy they found the process and if they have any suggestions for improvement
  4. Analyse you webtracking stats. Where have users abandonned steps, where do they stay long times (possibly stuck) and where do they leave the site?
  5. Use online surveys to get structured feedback from customers.

Yesterday I attended the first ‘lender conference’ of Smava in Berlin. I put ‘lender conference’ in quotation marks because that term sounds a little magniloquent and misleading for the type of event it actually was. More fitting would be a discussion with a panel of selected experienced lenders. Smava handpicked 5 of those and invited them to Berlin reimbursing travel expenses. After a short tour of the premises, processes, lender wishes and market situation were discussed in depth (see longer report at P2P-Kredite.com). The small number of participants enabled an extremly useful discussion.

MYC4 Chickens Out – Closes Forum

P2P microfinance platform MYC4 has closed its discussion forum. Links to the forum have been removed from main navigation.

The official explanation on the blog says: “The forum was originally created to ignite a dialog among the investors.  We haven’t seen all that many sparks recently. Most of the posts on the forum in the last year have been either investors asking specific questions to MYC4 or MYC4 communicating news to the investors. Not much dialog.

We decided to try something different, so we created a blog.

… You can still write questions to the Partners on the forum. But the other topics have been frozen. You can find all the old posts there, but you can’t write any new ones.”

It seems weird to argue that a forum is replaced by a blog because a forum is not fit for dialog. My impression is that the MYC4 forum had 3 aspects which can have caused the removal:

  1. Lenders pinpointed things that were not working properly on MYC4 (e.g. default levels, certain processes, provider quality). They kept track on the results following up earlier announcements of MYC4 on measures taken.
  2. In many cases answers by MYC4 did not satisfy the persons asking. This negative customer experience became publicly visible through the forums, possibly deterring new lenders.
  3. Possibly answering questions in the forums tied up to much staff time (but I would expect that the same questions are now send via email, therefore closing the forums does not change this issue)

So I do feel that MYC4, a company that at it’s launch trumpeted utmost transparency goals, chickened out. They no longer want to discuss and face customer demands and criticism in public, but rather elected to replace it with a blog, which is much more a one-way-communication channel.

List of P2P Lending Forums

Peer to peer lending is innovative and new. New users usually have lots of questions when grasping the marketplace mechanisms. Beyond the FAQ of the p2p lending service, a great place to learn is usually a forum, where users (mostly lenders) exchange experiences and post and answer questions.

There are “official” forums provided by the lending services and independent ones. One of the first ones, the official Prosper forum, became one of the most notorious ones. After Prosper “moderated” negative and critical posts it later deleted the initial forum in total. When a copied version of the forum’s archive was made available on seperate internet site Prosper tried to  shut the site down, but failed.

But this is an extreme example. I found that on nearly all other forums a very helpful and supportive attitude rules.

Evolving Wiseclerk to a p2p lending information exchange

As some of you might have noticed, the main page of Wiseclerk.com changed today and now offers a p2p lending discussion forum. I believe there is a huge need for information on the developing p2p lending services. In this spirit I started Wiseclerk.com in April 2006 to create useful overview reports on Prosper. While it was not the first site of this kind (some oldtimers may remember Savagenumber.com by atlantageek) it did grow quickly and built a loyal userbase among Prosper lenders.

Prosper did from the beginning support the efforts of developers by providing data publicly and later offering data export interfaces and APIs.

Both the Wiseclerk reports and the later added blog were started with a focus on Prosper. That was appropriate at that point in time but now I think a broader view is needed. Lenders can choose between several p2p lending services and the flow of information needs to be taken to a meta platform level. Lenders that lend on several platforms will not want to check several forums – each one tied to the single platform.

The new forum will also serve as a feedback and discussion location for ideas and news published in the p2p-banking blog. Later today I will add a display into the blog that shows the latest discussion threads from the forum.

Open rebellion of lenders in Prosper forums

Note: Most of the following is an observation of lenders opinions voiced in the Prosper forums (with sources given). The opinions voiced in the cited threads are the opinions of the individual lenders who posted them.

Looking into the lender section at the Prosper.com forums part of the posting lenders seem to be in open rebellion. Titles of threads from the last two days include "FLASH:Prosper bans $100.000 lender", "Prosper Mng. Living Under a Rock", "Shooting the Messenger", "What happens if Prosper goes under?", "I am done lending on Prosper", "Hello Prosper Moderator", "Lender's WHO are DONE with Prosper", "My letter to Prosper", "Open letter to John Witchel

Topics include lack of communication from prosper, failure to adress process problems, banning lenders, closing threads, … .

Posts call for "Class Action Lawsuit", informing Venture Capital firms who funded Prosper about the situation as the lenders posting see it and the call for withrawing funds.

One main cause for the unrest are the low ROIs large long term lenders are experiencing. This post says there are 203 lenders which have loans over 6 month old and more the 25K invested. For these the post says the average estimated ROI is 1.91%.

The result is that some long time lenders churn Prosper.com and stopped investing, while new lenders continue to pour in money.

A few lenders now express their very legative opinion on Prosper prominently in their signature in every post they make in the Prosper forums. Example

As lenders have started to make fun of Prosper employees or using avatars to create the appearance of beeing a prosper moderator without any apparent reaction of Prosper in their own forums, users start to speculate if Prosper will be forced to close the forums to avoid the negative publicity.

Zopa criticism

Browsing the Zopa forums today, I noticed that negative posts by lenders are on the rise. This is quite different from the mostly positive feedback in earlier months.

While the staff in many cases does not immeadiately solve the voiced problems, at least they are much more responsive in the forum compared to the Prosper staff in the Prosper forum.

Some of the complaints may turn out to be misunderstandings. Bear in mind, that only a tiny minority of the Zopa lenders are active posters in the Zopa forum, therefore it is quite possible that a fast majority of Zopa's lenders is still very satisfied with the service.

Users suspect problems may have risen, because Zopa stuff could be tied up with issues concerning US launch.
